I agree with you totally. This speaks to:
1. you can say anything with a smile, or the old, "you catch more flies 
with honey..."
2. after many years in retail, dealing with irrational and irate 
individuals, I learned that educating and listening go a lot further 
than trying to match "wits" with an individual who is unable to be 
reasoned with...
3. defusing.....
